When NPS stops explaining churn
Net Promoter Score is a survey about willingness to recommend. An engagement composite is a claim about observed behaviour. Teams glue them onto one slide because both are numbers, and then wonder why churn still surprises them.
We are not anti-survey. We are anti-confusion. In several Bangkok products we have watched promoters quietly stop using the core action while the NPS line stays polite. The survey is answering “would you say something nice.” The product is losing the habit that pays the bills.
Different clocks
NPS is sampled, delayed, and biased toward people willing to tap a score. Engagement Score Analytics, done honestly, is closer to a census of events you already store. One can be high while the other falls. That disagreement is information. Averaging them into a “health index” destroys it.
A hotel loyalty client (they asked not to be named) reported strong promoter rates in the same quarter that stay frequency declined among weekday business travellers. Sales kept quoting NPS. Operations felt the empty rooms. The engagement score, once stripped of app-open vanity, had been warning them for months. Nobody owned the comparison.
A cleaner pairing
Keep NPS in research. Keep the engagement composite in operations. Once a quarter, put them on adjacent slides — not the same chart — and ask only one question: where do they disagree, and which user stories live in that disagreement?
If promoters are also in your lowest scoreband, you have a narrative problem: people like you and do not use you. If detractors sit in the highest band, you may be measuring usage that includes frustration (failed payments, repeat help-centre searches). Both cases are more useful than a blended index.
What we will not do
